The customer is always right

Carl Degiorgio, COO at PressEnter Group, says that customer service is a powerful differentiator that most operators are not currently taking advantage of

Online casino operators such as PressEnter Group go to great lengths to ensure their brand delivers more value than those of their rivals. To do this, many focus on areas such as marketing, bonusing and the slots and games stocked in their lobbies.

But one of the most powerful ways to differentiate is also one of the most underestimated, and that is customer support.

Customer support is one of the most vital departments when it comes to the success of any company but especially an online casino. In an industry where creating a unique yet sustainable competitive advantage is challenging, this can be a key differentiator.

Customer service is so important because it is often the first point of contact for customers. It is where they go when they are considering signing up for the first time but have a question, need assistance during their time at the casino or if they have had a bad experience and are going to close their account.

This makes it a fundamental part of the overall player experience, and if run correctly can be used to convert more players, boost retention and drive cross-sell.

A blueprint for top-level customer support:

At PressEnter Group, we believe that good customer support comes down to providing the right information at the right time, but gold standard customer support requires going a step further.

At a minimum, players expect to be able to speak with agents at all times so this means offering 24/7 customer support across all channels – live chat, email, telephone, etc. Agents must be highly trained, and not only meet but exceed customer expectations always.

The philosophy of doing whatever it takes to ensure the player is happy and to make them feel valued needs to be embedded in the company culture and be applied to all departments and not just customer support.

Delivering the highest level of customer support is not without its challenges:

Just like any department within an online casino operator, customer support has many challenges to face and overcome. The main hurdle is hiring the right people for the job – customer service can be testing at times and to be a good agent requires talent and training.

For global operators, it is important to hire agents that speak different languages – as we all know, localisation is key to the success of an online casino. But it is just as important to train agents and to continue to help them develop and grow.

The only way to ensure agents meet the standards set by the company is to employ the best talent in the industry, and again that can be easier said than done. But by providing the right working environment, training and incentives, it can be done.

This is vital for operators that are active in multiple markets, as they have additional complexities to contend with. The greatest of these is the need to hire talent that can speak the local language and ensure that agents are available at all times despite the different time zones.

This is why PressEnter Group has hired a scheduling coordinator who is responsible for managing customer service agent rotas based on the expected traffic at different times of the day, on different days and in each of the jurisdictions where we are active.

Leveraging the latest technologies:

While having a talented and trained team of agents is key to customer support, so too is the technology used to deliver the service to players. In most cases, operators will use a third party for this, and, in our experience, it is vital to undertake due diligence prior to entering an agreement.

Operators need to ensure their chosen partner is robust and reliable and that they can scale in line with their own growth plans.

The latest technologies need to be combined with seamless processes and training. Beyond covering the basics, training should be wide in scope and granular in execution if support agents are to achieve the highest possible standards of service and reflect the brand’s image and core values.

Having the right processes in place ensures there is organisation within the department. This is especially important when scaling rapidly as PressEnter Group has – without clearly defined processes, there is a risk of generating chaos which in turn will negatively impact customer support.

PressEnter Group puts such importance on processes, organisation and training that we have a dedicated training coordinator as well as a QA specialist.

Customer service and responsible gambling:

Customer support is not only vital to acquisition, retention and delivering a superior player experience, it is also a powerful responsible gambling tool.

While licensed operators such as PressEnter Group offer the tools and information that players need to stay in control of their play, nothing beats the direct line of communication that customer support agents have with our customers.

They are able to observe playing patterns, monitor communications and make interventions as and when required. And they can do this with a personal touch.

The basics of customer support are the same for all operators, so to use this aspect of online casino to stand out they need to dare to do things a bit differently. You might not get it right the first time around, but over time it will lead to stand-out customer service.

At PressEnter Group, we have learned to master the basics and now put our own unique twist on customer support. This sets us aside from our rivals and is reflected in our customer satisfaction scores, which are way above the industry average.

There is minimal differentiation when it comes to games and payment methods being offered by operators, yet the customer service delivered by staff members simply cannot be replicated by other brands and this must be capitalised on.

Those that do will not only elevate the customer experience, but they will take player acquisition, retention and loyalty to the next level.

AOJND: The Romanian government is only taxing winnings of online gaming platforms, gaming operators are to contest

Reading Time: 2 minutes

The last variant of the project aiming to raise gambling taxes proposed by the Romanian Government would only affect players of online gaming platforms, while customers of traditional gambling operators are exempted from taxes for all withdrawals under 66.750 RON.

According to the most recent version discussed by authorities, winnings until 10.000 RON are taxed with 3%, those until 66.750 RON are taxed with 20%, and the ones exceeding this sum are taxed with 40%. At the same time, participants of traditional gambling providers, such as casinos, poker clubs and slot machines are exempted from taxation until 66.750 RON.

“We are, in fact, talking about the exclusive taxation of winnings of distance games, all other players are excluded from taxation until a significantly high value. Thus, we are taxing the cleanest operators, those which apply the most advanced systems that ensure responsible gaming, protection of minors and the 100% clean registration of winnings. It is an uncompetitive measure that modifies the market in terms of the type of operator, traditional or online, of the same games, and gambling providers will contest it,” declared Odeta Nestor, president of AOJND (Asociația Organizatorilor de Jocuri de Noroc la Distanță – Association of Distance Gambling Operators [free translation]), the organization uniting the main gambling operators licenced in Romania.

AOJND is asking for a tax exemption to be applied to players of online gambling platforms up to an amount of 600 RON for an equitable measure.

According to data collected by AOJND, the increase of taxes affecting players will lead to the decrease of the number of people visiting online operators, which will instead move towards unlicensed sites in Romania. Therefore, state profits will decrease instead of increasing. Additionally, Romania remains the only country in the EU that taxes withdrawals instead of winnings, and so the impact of a substantial tax increase is significantly higher.

AOJND restates that the application of this tax from August 1, 2022, is impossible for online gambling operators from a technical point of view, since they need to modify their digital systems, which are audited by independent organs, according to legislation.

Unity Announces Merger Agreement with ironSource

Reading Time: 4 minutes

Unity, the world’s leading platform for creating and operating interactive, real-time 3D (RT3D) content, and ironSource, a leading business platform that empowers mobile content creators to turn their apps into scalable, successful businesses, announced that they have entered into a definitive agreement under which ironSource will merge into a wholly-owned subsidiary of Unity via an all-stock deal, where each ordinary share of ironSource will be exchanged for 0.1089 shares of Unity common stock. Once closed, current Unity stockholders will own approximately 73.5% and current ironSource shareholders will own approximately 26.5% of the combined company. The companies’ complementary offerings create a unique end-to-end platform that allows creators to create, publish, run, monetize, and grow live games and RT3D content seamlessly.

“We believe the world is a better place with more successful creators in it. The combination of Unity and ironSource better supports creators of all sizes by giving them all the tools they need to create and grow successful apps in gaming and other consumer-facing verticals like e-commerce,” said John Riccitiello, CEO of Unity. “This is a step further toward realizing our vision of a fully integrated platform that helps creators in every step of their RT3D journey. We look forward to welcoming Tomer Bar-Zeev, the CEO of ironSource, and the rest of ironSource’s talented team into the Unity family.”

The end-to-end platform synergy from the combination of the companies will enhance Unity’s offerings for creators of all sizes. Together with ironSource, Unity will transform and streamline how live games, RT3D apps and services are made by turning today’s linear creation and growth process into a deeply connected and interactive one. By integrating creation and growth more tightly, creators will be able to leverage data on audience feedback to improve content from the earliest stage in the creation process, and throughout the content lifecycle. This will unlock a flywheel where data from growth feeds improvements in content which in turn drives more business success for the content or app.

“To succeed today, creators need an extensive set of solutions and products working in concert to power amazing user experiences and sustainable business growth,” said Tomer Bar-Zeev, CEO of ironSource. “The combination of Unity and ironSource brings together every product needed to power that flywheel of growth, in a differentiated platform positioned to lead our category and beyond. We couldn’t be more excited about our shared mission to remove obstacles for creators to grow.”

The deal will bring together the Unity game engine and editor, Unity Ads, and the rest of Unity Gaming Services (UGS) with ironSource’s best-in-class mediation and publishing platforms, giving developers a seamless and interoperable way to create, grow, and monetize their creations across their lifecycle. In the near term, ironSource’s mediation platform will leverage the combined strength of the two companies’ ad networks to deliver increased user reach and data scale, and provide an increased return on ad spend to advertisers. Telcos will also benefit from the combination of Unity and ironSource, which will provide them with enhanced opportunities to leverage interactive gaming and RT3D experiences on-device.

In addition to delivering benefits for creators, this transaction also provides significant benefits to shareholders. The combined company is expected to generate a run rate of $1 billion in Adjusted EBITDA by the end of 2024.

In connection with the merger, Unity’s Board of Directors have also authorized a 24-month share buyback program of up to $2.5 billion, effective upon closing of the merger, which is expected to reduce dilution caused by the transaction.

Silver Lake and Sequoia have fully committed to purchase an aggregate of $1 billion in convertible notes from Unity at closing, demonstrating their belief in the value creation potential of the merger. The convertible notes to be issued to Silver Lake and Sequoia are due in 2027 and bear an interest rate of 2% per annum. The conversion price is $48.89 per share.

“Beyond our platform, we expect the combination of our business with ironSource to transform Unity’s financial profile to that of a highly profitable and free cash flow positive company,” said Luis Visoso, CFO, Unity. “We expect to generate $300 million in annual EBITDA synergies by year three.”

Management and Board of Directors

Upon closing of the merger, Tomer Bar-Zeev will join Unity’s Board of Directors and serve as a key member of Unity’s executive leadership team. In addition, two additional ironSource Directors will join the Unity Board of Directors upon closing of the transaction. Bar-Zeev and other members of ironSource’s management team, who will also assume leadership roles in the combined company, have an established track record of building a profitable, high-growth leader in the global app economy. ironSource’s headquarters in Israel will serve as an additional global hub for Unity.

Additional Transaction Details

The proposed all-stock transaction has been approved by the boards of directors of both companies, is expected to close during Unity’s fourth quarter of 2022 and is subject to customary closing conditions, and regulatory and shareholder approval. Additional details and information about the terms and conditions of the transaction will be available in Current Reports on Form 8-K or Form 6-K, as applicable, to be filed by Unity and ironSource with the Securities and Exchange Commission.

Advisors

Morgan Stanley served as lead financial advisor to Unity. Goldman Sachs also served as financial advisor to Unity, and Morrison & Foerster LLP and Herzog Fox & Neeman served as its legal advisors. Jefferies LLC served as exclusive financial advisor to ironSource, and Latham & Watkins LLP and Meitar Law Offices served as its legal advisors.

Glacial Pace of Change: Web Notifications Coming Soon to Apple Devices?

Reading Time: 4 minutes

Apple’s dragging its feet in response to Anti-Trust Pressure; Bob Lawson, Optimove’s Director of Mobile offering, looks at what that actually means

Operators and mobile app developers love Apple’s App Store. Specifically, those who have a high percentage of their players on iPhones. They love the reach the stores give them to acquire new players.

Operators and mobile app developers dislike Apple’s App Store. They are tired of the hoops they need to jump through to get their app listed. Not to mention Apple’s 13,000-word “guidelines,” which include restrictions for types of apps they will accept, and where, AND the slice that the App Stores take on every dollar spent through the app, kicking a big hole in potential revenue operators can earn from their players.

It’s fair to say operators and mobile app developers alike have a love-hate relationship with the App Stores and Apple in particular.

Recently Apple has come under increasing pressure from Anti-Competition lobbyists to offer other ways for users to utilize their apps on iPhones. But a business with over 745 million software subscribers, grossing over $70bn in direct app revenue a year, isn’t going to give that up easily. Add to this their slowing revenue from hardware sales, and some commentators see Apple increasingly as a software company rather than a vendor of high-end devices. What are we to make of these somewhat conflicting messages? Consider the following:

  1. Apple is under pressure from antitrust regulators to show opportunities for companies that don’t, or can’t, have apps in the App Store. The ruling from their very public lawsuit with Epic Games in the US, and the EU ruling in favor of Spotify, also means that Apple needs to show tangible proof that the Apple ecosystem isn’t closed to competition.
  2. Apple is doing everything it can to hold onto its dominant position while appearing to listen to software makers’ concerns. They continue to make only minor tweaks to App Store terms in response to class actions and slowly introduce small, frequent changes. Those Changes make it very difficult for developers to stay on top of what would make Apple block their new app listing.

So how do the recent announcements at the June 22 WWDC event give us a clue to Apple’s response to pressures? First, it continues to show Apple’s strategy for the glacial pace of change.

  1. Apple has for years been reluctant, to say the least to allow applications other than approved apps on its store, accessing phone and browser functionality. Push notifications, for example, have been possible on Apple mobile apps since June 17, 2009. Just 11 months after it introduced the App Store in July 2008. They have always seen the Apple Push Notifications service (APNs) as a critical part of the iPhone experience.

And in the meantime, next door, Google has allowed much more extensive options for delivering notifications on Android devices. For example, since 2013, it has been possible to deliver notifications on an Android phone to users who don’t have the mobile app installed but have subscribed for notifications from a mobile responsive website or progressive web app (PWA).

But there’s a big difference here and it is that neither websites nor PWAs are downloaded from the Google Play Store, so they aren’t governed by the submission rules or delivering a revenue cut for the Play Store.

  1. Apple’s resistance to following Google’s lead could easily be seen as an attempt to restrict the popularity of Web-Based Applications over mobile apps published through its stores. After all, in the past it did follow Google’s lead when it first introduced notifications to mobile apps published through the Google Play Store.
  2. Apple argues that it’s about maximizing users’ customer experience, but increasingly it has been seen as anti-competitive. It’s strongly suspected that the recent announcement at WWDC 22 to introduce web push notifications to Apple devices is a way to demonstrate that they have no platform bias. They will soon introduce web notifications to browsers running on mobile devices, closing the gap between Mobile Apps and Web Apps.
  3. The technology has been available as a developer test build for months. At their developer conferences, Apple often announces features well into the future to get their community excited about what’s to come. Rarely do they announce something that will be available up to a year later. So why announce now, and why so far in advance?
  4. Antitrust pressure may have led to the announcement this year. And maybe, just maybe, by kicking the can down the road, the heat will come off. They have built it, but will they come? Only time will tell.

What does this mean for the industry?

Marketing automation tolls will relish the prospect of allowing more freedom around mobile devices. CRM Marketing Platforms have many customers who don’t, and won’t, have apps in the store for one reason or another. So being able to offer an experience that is on a par with that of a Native Mobile app is a compelling idea. The power of push notifications to re-engage with lapsed players and send reminders to Apple users, as has been possible with Android, is undoubtedly a good thing.

Is Apple ready to truly embrace customer experience across mobile and web applications? It’s anyone’s guess, well anyone not named Tim Cook, anyway. We’ll be watching this space closely over the coming months.

Bob Lawson is Director of Mobile Offerings at Optimove. He joined Optimove early in 2022, when it acquired Kumulos, the company he co-founded. Kumulos was a market-leading Mobile and Web Messaging Platform serving a broad range of industries. Bob has spent more than 18 years in technology, particularly Mobile MarTech. He has held commercially facing roles in start-ups, scale-ups, and large enterprise businesses, particularly in Mobile Technology. Before working in the Tech space, he spent 15 years in Financial Services, most recently as Marketing Director of one of Europe’s largest Fund Management Companies.

Jack’s Casino & Sports offers responsible gaming software to its players for free

Reading Time: 2 minutes

Jack’s Casino & Sports (JACKS.NL) is offering players a free subscription to Gamban – a software package that blocks all websites offering online gambling, this is a very effective responsible gaming measure to protect vulnerable players. Once the software is installed players can’t access any online gaming site, legal or illegal.

Eric Olders, CEO and Chairman of the JVH group: “Responsible gaming and the protection of players are both extremely important at JVH. Therefore, we are proud that JACKS.NL is the first Dutch gambling provider offering Gamban software for free. We have been offering this software to our players since the launch of JACKS.NL. We strongly believe that gambling must always be an experience, based on hospitality, safety, variety and, most of all, fun. By offering this software for free – on top of all our other responsible gaming tools and processes – we can provide even greater protection to players.”

“We strive for safe and trusted environments for all our players. Simply excluding vulnerable players from our site alone is not enough. It could drive them to other gambling sites, including and especially illegal sites without proper responsible gaming measures. The essence of improving player protection lies in the exclusion of illegal sites. This software enables players to exclude themselves from all sites. The Gamban software blocks all gaming websites worldwide, preventing those players from any gambling online. Gamban is a smart and most effective software for blocking all gambling sites and applications.”

First Gamban partner in the Netherlands
“We’re pleased to be working with JOI gaming as our first operator partner in the Netherlands. Jack’s Casino & Sports is demonstrating its strong commitment to its players, by offering fully paid for Gamban licenses to their customers. Gamban is most effective when used in addition to other tools and support, such as signing up to CRUKS (the Dutch self-exclusion register), and the use of low limits for young adults” – James Forman, Business Intelligence Officer at Gamban.

Since 2015, Gamban has gone from strength to strength, setting the standard in gambling blocking software. First-hand experience of problem gambling combined with the most talented minds in the field of gambling blocking software has resulted in the most effective cross-platform solution for creating friction and aiding willpower in the fight against gambling addiction. Used by tens of thousands of people worldwide, Gamban has received an overwhelming amount of positive feedback.

“Gamban sees JACKS.NL as a key player that values responsible gaming. Even before obtaining its licence, JACKS.NL was actively looking for innovative techniques to provide additional protection for players”, says Forman.
